First Contact Resolution (FCR)
First Contact Resolution (FCR): definition, formula and benchmarks
Definition:
First Contact Resolution is the share of customer requests that are fully resolved on first contact, without any further contact, follow-up question or transfer. FCR is considered one of the most meaningful KPIs in customer service because it reflects efficiency and customer satisfaction at the same time.
When a customer asks a question via chat, email or phone and their concern is fully resolved in the same exchange, it counts as successful FCR. If the customer has to get in touch again because the first answer was incomplete or the ticket was escalated, the rate drops.
How is First Contact Resolution calculated?
The formula is simple: divide the number of tickets resolved on first contact by the total number of incoming tickets and multiply the result by 100.
FCR = (tickets resolved on first contact ÷ total number of tickets) × 100
Important for clean measurement: the time period must be clearly defined, and requests that fundamentally can't be resolved in one contact (such as a software bug that first has to be fixed) should be considered separately, otherwise they skew the value downward.
Why FCR is a key KPI
A high FCR has a direct impact on costs and customer satisfaction. According to the SQM Group, which has collected FCR benchmarks for call centers for over 25 years, every percentage-point improvement in FCR reduces operating costs by around one percent, because fewer follow-up contacts have to be handled. At the same time, customer satisfaction rises by a similar amount, since repeated contacts about the same problem are among the biggest sources of frustration in support, according to Zendesk.
What is a good FCR value?
According to the SQM Group, the global industry average is around 70 percent. Values between 70 and 79 percent are considered a good standard; from 80 percent, it's called "world class" – a level only about 5 percent of call centers reach. Values vary greatly by industry and request complexity: retail often reaches 77 to 78 percent, while technical support and telecommunications often only manage 60 to 65 percent due to more complex concerns. For mid-sized DACH companies with helpdesk systems such as Zendesk, Freshdesk or GREYHOUND, these international values are a useful guide but should always be checked against your own request and channel mix.
How automation improves FCR
A large share of the requests that prevent FCR are recurring standard questions: order status, invoice details, password resets or simple contract changes. An AI agent with access to backend systems can fully answer such requests on first contact, without follow-up questions or transfers. Providers like melibo that offer native integrations for Zendesk, Freshdesk and GREYHOUND give the AI agent direct access to order, customer and ticket data, which noticeably reduces the number of repeat contacts. We show how this customer service automation reaches up to 60 percent in practice in a separate article.
FCR vs. First Response Time vs. CSAT
FCR is often confused with related KPIs. First Response Time (FRT) measures how quickly the first contact happens but says nothing about whether the concern was resolved. Average Handling Time (AHT) measures the handling time per ticket, regardless of how many contacts were needed in total. The Customer Satisfaction Score (CSAT) captures subjective satisfaction after the contact and correlates strongly with FCR, but it's a separate, survey-based value. Together, all four KPIs give a more complete picture of service quality than any single metric.
Conclusion
First Contact Resolution shows like hardly any other KPI how efficiently and customer-friendly a support team actually works. A value between 70 and 79 percent is considered solid across industries; from 80 percent it's called world class. More important than the target value itself, however, is looking at FCR in the context of your own industry, your own request mix and together with related KPIs such as AHT and CSAT. If you want to increase FCR, start with recurring standard requests: this is exactly where automation with direct access to order, customer and ticket data comes in to fully resolve requests on first contact.
